As always, everything he talks about are components of the change management plan within a complete CRM strategy. Without one, how would you know what issues to address and how the support your overall strategy.

For instance, how do you incorporate incentive pay into the user of the CRM software? I would suggest that the incentive should tie into customer loyalty / retention somehow; which has more to do with the how the strategy is implemented and supported by the tactics used by the customer facing resources.
